In short
“Automating IT ticket triage” is a private in-person session of a full day for service desk managers and IT support coordinators or functional specialists and agents responsible for assessing tickets. It helps you define a framework of categories, priorities and receiving teams. Groups of up to 12 participants, in French, with exercises on your own work cases.
Why this training?
A misrouted ticket increases reassignments and delays handling. Free-text descriptions and confusion between perceived urgency and actual impact make triage difficult to standardise. Generative AI can propose an assessment based on the text, but it can also invent missing context. Closed categories, an option to abstain and comparison with validated decisions provide safeguards for its use. Running case study: The fictitious organisation Draveline Métrologie receives tickets covering blocked access, network outages and application requests. A fictitious corpus of 60 tickets contains incomplete descriptions, reported urgency and ambiguous messages. The support service wants to prepare their assignment without letting AI decide on critical incidents alone. Transfer to the workplace: On your return, have the support manager validate the assessment framework, then apply the procedure in suggestion mode to an authorised anonymised sample. Compare the proposals with agents’ decisions before considering any connection to the ticketing system.
Objectives of this training
- Define a framework of categories, priorities and receiving teams
- Prepare ticket descriptions without sensitive data
- Write an assessment instruction with structured output
- Measure classification errors and missed critical incidents
- Formalise exceptions requiring human validation
Who is it for and what are the prerequisites?
Roles and tasks concerned
- Service desk managers and IT support coordinators
- Functional specialists and agents responsible for assessing tickets
Prior skills
- Know the workflow for handling IT incidents and requests.
- Be able to use a generative assistant and structure an instruction.
- Use filters and simple calculations in a spreadsheet.
What you will work on
Define the boundaries of assessment decisions
Objective: Separate classification, priority and assignment. Incident versus request; impact and urgency; scope of permitted suggestions.
Prepare the reference corpus
Objective: Obtain usable descriptions and expected answers. Removal of secrets and identifiers; duplicates; validated annotations; separation of tuning and evaluation.
Set safeguards for AI proposals
Objective: Produce a structured, verifiable assessment. Closed lists; mandatory fields; textual justification; abstention; ticket text treated as data, never as an instruction.
Handle sensitive exceptions
Objective: Avoid unjustified decisions on ambiguous tickets. Suspected security issue, outage affecting multiple users, insufficient description; escalation to a human; limitations of self-reported confidence.
Measure triage quality
Objective: Quantify errors on the reserved set. Accuracy by field; confusion between categories; recall of critical incidents; abstention rate.
Organise operational use
Objective: Document a controlled assessment routine. Review before assignment; traceability of corrections; monitoring of reassignments; revision of the reference framework.
What you take away
- Assessment reference framework and impact–urgency matrix
- Reusable instruction and output schema
- Comparison table against reference annotations
- Procedure for reviewing exceptions and monitoring quality
Method and assessment
- Short input sessions followed by immediate practice on the running case study.
- Individual work followed by pair work, with peer review of the outputs.
- Guided group discussion: what works, what needs correcting and what remains a human decision.
- Preparation: Gather a priority framework and a team directory with personal contact details removed. Check access to a tool authorised by the organisation; use only the supplied fictitious cases or anonymised data.
Observable criteria: Each assignment uses a category and a team from the reference framework. ; Missing information triggers a request for clarification or abstention. ; Error rates are recalculated with their denominators explicitly stated. ; Each missed critical incident is analysed. ; No sensitive data or instruction contained in a ticket is reused as an instruction..
Frequently asked questions
Do you need to know how to program?
No. The exercises use an authorised assistant and a spreadsheet, without technical integration.
Are assignments automatic in production?
No. The day covers assisted assessment; any write operation in the system requires separate technical validation.
How should you handle an overly vague ticket?
Provide for abstention and a clarification question rather than inferring an impact that is not stated.
Can you use real tickets?
Only after anonymisation and authorisation from the organisation; the fictitious corpus is sufficient for all exercises.
